Abstract
Digital transformation has accelerated the adoption of Generative Artificial Intelligence tools across organizations, particularly within the Software as a Service (SaaS) industry, where operational efficiency and customer experience are essential for maintaining competitive advantage. In this context, this research analyzes the impact of implementing the Generative Artificial Intelligence tool Decagon in the Customer Support Department of Buk, a Chilean company specializing in human resources management software. The main objective of this study is to evaluate the impact of Generative Artificial Intelligence on human capital productivity, operational efficiency, and customer satisfaction using historical data obtained from Google BigQuery and Zendesk. A quantitative approach was adopted through a quasi-experimental interrupted time series design, comparing operational indicators before and after the implementation of Decagon. The analysis considered the entire population of customer support conversations managed between September 2025 and April 2026. The main performance indicators included Customer Satisfaction (CSAT), average response time, automated resolution rate, escalation rate to human agents, and total number of chats handled. The findings show significant improvements in operational performance. Customer Satisfaction increased from 84% to 96%, while the average first response time decreased by approximately 25%. Additionally, Decagon autonomously resolved nearly 26% of customer conversations, reducing analysts' workload and enabling the organization to manage a higher volume of customer interactions without proportionally increasing staffing levels. The study also demonstrates that(...).
